The 23-lens inspection

The moment she screenshots for the group chat

One human moment a patient remembers is worth more than a carousel of awards. Almost nobody measures this, which is exactly why it's an edge.

One human moment a patient remembers is worth more than a carousel of awards. Almost nobody measures this, which is exactly why it's an edge.

Delight is the lens every clinic skips because it feels frivolous, and every memorable brand obsesses over because it isn't. It's the single unexpected human moment — a line of copy that sounds like a real person, a “not sure yet?” option that gives permission instead of pressure, a thank-you page that feels like a handwritten note instead of a receipt. Patients don't book because of delight, but they remember and forward because of it, and forwarding is the cheapest marketing there is.

The medspa version is specific: this is an anxious, personal purchase, so the delight that lands is warmth and permission, not confetti and gamification. The moment that makes a patient exhale — “oh, these people get it” — is worth more than any animation. It's the difference between a site that works and a brand that gets talked about at brunch.

You can't fake this lens with a budget; you earn it with attention. One genuinely human sentence in the place a patient expected boilerplate does more than a five-figure rebrand. The test: is there a single moment on your site a patient would screenshot? If not, the site is competent and forgettable — and forgettable is the expensive kind of fine.

The tell
Thank you.
Your request has been submitted. A representative will contact you within 3-5 business days.
A confirmation that sounds like a parking ticket. The one moment she chose to trust you, answered by a form robot.
The fix
Got it — talk soon.
I read every one of these myself, usually the same day. If you thought of another question after you hit send, just reply to the email — it comes straight to me.
